Marketing in the Agentic Era

The relationship is the product

Y Academy Press Editors

Customer relationship management began as a promise and became, in many companies, a database. The promise was that a business could remember each customer and treat them accordingly. The database recorded transactions, segmented lists and triggered campaigns. Somewhere between the two, the relationship got lost.

Experience is the whole of it

Customers do not experience a company’s departments. They experience a sequence of moments: finding a product, buying it, getting help, coming back. A relationship is built or eroded across all of them, and the weakest moment often outweighs the strongest. A brilliant purchase followed by an unanswered complaint is remembered as an unanswered complaint.

Analytics can show where those moments fail, often more precisely than any survey. The difficulty has rarely been knowing. It has been acting across the boundaries between teams, each of which owns one part of the experience and none of which owns the whole.

What agentic AI adds

Agentic systems that can answer, resolve and follow up on their own offer something new: the chance to make every moment responsive at a scale no team of people could manage. They also bring a temptation, to replace relationship with automation and call it service. Customers notice the difference quickly. An agent that solves the problem is welcome; an agent that stands between the customer and anyone able to help is not.

The strategic choice is to use automation to make the relationship more attentive rather than more distant: remembering context so customers do not repeat themselves, resolving simple things instantly, and handing over to a person, with the full story, when judgement is needed. That is harder to build than a chatbot, and far more valuable.

Customer Experience and Relationship Management covers strategy, analytics and agentic AI.
